About The Role
As Head of CX, you'll own the full customer journey, from first contact through lifelong retention, ensuring every touchpoint reflects our promise of care and trust. You'll be a voice of the customer in company strategy, championing data-driven improvements that increase satisfaction, loyalty, and profitability.
We're looking for a strategic, empathetic, and systems-minded leader to own the full Customer Experience function. You'll lead and mentor a team of 20+ CX professionals, while also partnering across Product, Operations, and Marketing to reduce friction, improve satisfaction, and design moments of delight. You're someone who can zoom out to architect a strategy, and zoom in to rewrite a macro or handle a tough customer call when needed.
Responsibilities
Leadership & Strategy
Lead and inspire the CX team to deliver best-in-class service and results.
Set department goals, forecasts, and KPIs aligned with company objectives.
Prioritize initiatives that have the greatest impact on customer satisfaction and operational efficiency.
Mentor and foster camaraderie, professionalism and accountability.
Communicate customer insights and opportunities to cross-functional stakeholders in a timely, actionable way.
Stay current on CX trends and best practices to inform ongoing strategy and innovation.
Operational Excellence
Ensure the team is appropriately staffed, trained, and scheduled to meet quality benchmarks.
Measure and report performance across key metrics including hold time, first reply time, customer effort score, CSAT, inbound/solved ratio, negative reviews, and cost per ticket solved.
Build and maintain clear, repeatable systems and resources that enable efficient work:
Up-to-date training materials and knowledge bases
Effective macros, scripts, and talking points
Simple, well-documented SOPs
Context sharing from other departments to improve coordination
Customer Advocacy & Insights
Act as the voice of the customer across the organization, identifying trends, pain points, and opportunities for improvement.
Drive continuous improvement of customer and employee experiences through data-driven analysis and collaboration.
Serve as the final escalation point for complex or sensitive customer issues, resolving with empathy and professionalism.
Engage directly with customers across channels when needed to model excellence and stay close to the experience.
Innovation & Automation
Design and implement solutions that reduce inbound volume by addressing root causes and improving processes.
Leverage automation, AI, and improved workflows to streamline response time and enhance quality.
Continuously optimize self-service tools, help center content, chat prompts, macros, and training materials to empower both customers and agents.

About You

Bachelor's degree required
5+ years of experience leading a Customer Experience team

The Data & Systems Specialist supports the Tennessee Bar Association's daily operations by managing and optimizing the organization's core platforms, including the Association Management System, Learning Management System, bulk email platform, and the TBA website (managed through the AMS). This role ensures data accuracy, maintains functional system workflows, builds and updates website pages, and provides consistent support to staff who rely on these systems for member services, Continuing Legal Education (CLE) programming, communications, and engagement.
Working collaboratively with the Membership, Education & Professional Development, Communications, Young Lawyers Division (YLD), and Access to Justice (ATJ) staff, the Data & Systems Specialist focuses on practical, hands-on system administration, data manipulation, reporting, and campaign execution. While not a programming or deep analytics role, it requires strong technical aptitude, comfort with data tools, and the ability to learn and navigate complex systems with ease.
II. Essential Job Duties
System Administration & Data Integrity
· Manage daily operations of the organizations AMS (MemberCentral), LMS (PathLMS), Bulk Email
Platform (Emma), and the TBA website.
· Maintain accurate member records, rosters, profiles, and related data sets.
· Troubleshoot system issues and coordinate with vendors when needed.
· Maintain internal documentation, SOPs, and data standards for consistency and reliability.
· Provide onboarding and ongoing training to staff on AMS, LMS, and related systems.
Website Management & Content Updates
· Build, edit, and maintain web pages within the AMS framework, including program pages, event
listings, committee/section pages, and membership resources.
· Ensure website content is current, accurate, accessible, and aligned with TBA branding
standards.
· Collaborate with staff to publish announcements, updates, and departmental resources.
· Maintain digital content supporting Membership, CLE, Communications, YLD, and ATJ initiatives.
Reporting & Data Analysis Support
· Create and maintain recurring and ad hoc reports for Membership, Education, Communications,
. YLD, ATJ, and general operations.
· Provide clear, practical data summaries to support daily decision-making and program evaluation.
· Conduct data imports, exports, normalization, cleanup, and segmentation.
· Reviews data to identify trends, gaps, and accuracy issues and applies best practices to support
consistent data maintenance and improvement.
· Uses data insights to identify workflow efficiencies and recommend process improvements that
support effective day-to-day operations.
Membership & CLE Engagement and Outreach Support
· Assist with developing and executing membership and CLE recruitment, promotion, renewal, and
engagement campaigns.
· Build segmented lists for membership drives, CLE marketing, event promotions, targeted
outreach, and automated workflows.
· Track outcomes of membership and CLE campaigns and provide data insights to refine strategies
and improve engagement.
· Maintain membership-related and CLE-related landing pages, automated emails, and digital
assets that support participation and retention.
· Provide data and operational support for day-to-day departmental outreach efforts requiring
accurate targeting and consistent communication.
Internal & External Customer Service Support
· Serve as a responsive resource for staff, members, section/committee leaders, YLD, and ATJ
partners needing system or data assistance.
· Provide timely support and troubleshooting for staff using AMS, LMS, email tools, and website
modules.
· Assist members and external users with account, login, profile, CLE tracking, or other system
navigation issues when escalated.
· Communicate clearly with staff to ensure data needs are met and workflows operate smoothly.
· Maintain a service-oriented approach, ensuring accuracy, clarity, and responsiveness in all
interactions.
III. Critical Competencies
Proficiency in the following competencies is required for distinguished performance in this position:
· Demonstrates strong technical aptitude with the ability to quickly learn and effectively adopt new

· Proficiency in Excel and common data manipulation tools (sorting, formulas, lookups, cleaning).

VII. Qualifications
The required knowledge, skills, and abilities to satisfactorily perform the duties of this position are typically acquired through attainment of a bachelor's degree and a minimum of 2-4 years of progressively responsible experience working with association management systems (AMS), learning management systems (LMS), CRM or database platforms, or related technical and administrative roles.
The preferred candidate will have experience in member-based or volunteer-led organizations, demonstrated proficiency in the daily operation, configuration, and data management of AMS and LMS platforms, a working knowledge of reporting tools, email marketing systems, and membership or CLE program workflows, as well as basic website design and coding capabilities sufficient to support updates within an AMS-managed environment.

About The Role
As Head of CX, you'll own the full customer journey, from first contact through lifelong retention, ensuring every touchpoint reflects our promise of care and trust. You'll be a voice of the customer in company strategy, championing data-driven improvements that increase satisfaction, loyalty, and profitability.
We're looking for a strategic, empathetic, and systems-minded leader to own the full Customer Experience function. You'll lead and mentor a team of 20+ CX professionals, while also partnering across Product, Operations, and Marketing to reduce friction, improve satisfaction, and design moments of delight. You're someone who can zoom out to architect a strategy, and zoom in to rewrite a macro or handle a tough customer call when needed.
Responsibilities
Leadership & Strategy
Lead and inspire the CX team to deliver best-in-class service and results.
Set department goals, forecasts, and KPIs aligned with company objectives.
Prioritize initiatives that have the greatest impact on customer satisfaction and operational efficiency.
Mentor and foster camaraderie, professionalism and accountability.
Communicate customer insights and opportunities to cross-functional stakeholders in a timely, actionable way.
Stay current on CX trends and best practices to inform ongoing strategy and innovation.
Operational Excellence
Ensure the team is appropriately staffed, trained, and scheduled to meet quality benchmarks.
Measure and report performance across key metrics including hold time, first reply time, customer effort score, CSAT, inbound/solved ratio, negative reviews, and cost per ticket solved.
Build and maintain clear, repeatable systems and resources that enable efficient work:
Up-to-date training materials and knowledge bases
Effective macros, scripts, and talking points
Simple, well-documented SOPs
Context sharing from other departments to improve coordination
Customer Advocacy & Insights
Act as the voice of the customer across the organization, identifying trends, pain points, and opportunities for improvement.
Drive continuous improvement of customer and employee experiences through data-driven analysis and collaboration.
Serve as the final escalation point for complex or sensitive customer issues, resolving with empathy and professionalism.
Engage directly with customers across channels when needed to model excellence and stay close to the experience.
Innovation & Automation
Design and implement solutions that reduce inbound volume by addressing root causes and improving processes.
Leverage automation, AI, and improved workflows to streamline response time and enhance quality.
Continuously optimize self-service tools, help center content, chat prompts, macros, and training materials to empower both customers and agents.

About You
You're a builder and mentor who loves creating clarity in complexity. You know how to blend empathy and analytics to inspire both customers and teams. You're comfortable in fast-moving environments and can turn feedback into scalable systems.
Bachelor's degree required
5+ years of experience leading a Customer Experience team
Strategic thinker, able to solve problems quickly and efficiently
Professional, positive, sincere, adaptable, and a quick study
Natural leader with the proven ability to lead a team to achieve a shared goal
Exceptional written and verbal communication skills, knack for building rapport with people quickly and easily
Able to prioritize multiple tasks without letting a single detail slip through the cracks
Understanding of key performance metrics for employees and department
Extra Credit
Experience designing or re-architecting CX operations for scale
Proven track record leading hybrid teams (in-house + outsourced)
Hands-on familiarity with CX automation tools, AI chat, or CRM optimization
Success collaborating with Product and Engineering to close feedback loops
Proficient in Gorgias, Talkdesk, Shopify
