_We are seeking a dynamic and operationally strong leader managing our Service Recovery function for North America Customer Care. As the Manager of Service Recovery, you will ensure that when customers experience challenges, we respond promptly, fairly, and with empathy, restoring confidence and strengthening the Hertz, Dollar, and Thrifty brands._
_Reporting to the Director of Operations, North America Customer Care, you will lead efforts to deliver exceptional recovery experiences that drive customer loyalty and retention_
_You will be the critical link between our Customer Experience strategy and frontline recovery execution. Your mission: elevate recovery quality, consistency, and empathy across all customer touchpoints-whether in person, via chat, phone, or email. Beyond resolving issues, you'll collaborate with internal stakeholders to identify root causes and implement systemic improvements that reduce the need for recovery altogether._
_The starting salary for this role is $90K, commensurate with experience._
**What You'll Do:**
**1. Lead Service Recovery Operations**
+ Oversee day-to-day service recovery operations executed by third-party BPO & AI agent partners across phone, email, and chat channels across multiple lines of business.
+ Define, communicate, and manage SLAs and KPIs focused on resolution speed, fairness, problem solving, and NPS.
+ Partner with vendor leadership teams to ensure adherence to quality, compliance, and brand standards.
+ Monitor and analyze recovery performance metrics to identify trends, escalate issues, and drive corrective actions.
+ Use basic data exploration techniques, leveraging Excel, BI tools, or simple Python notebooks, to independently dig into performance questions and validate trends.
+ Collaborate with Workforce Management and Vendor Governance to ensure staffing models support volume and service goals.
+ Ensure cost-effective management of goodwill and compensation budgets in partnership with Finance.
**2. Drive Continuous Improvement and Root Cause Resolution**
+ Develop reporting and analyze escalations and recovery data to uncover systemic issues impacting customer experience.
+ Collaborate cross-functionally with Operations, Fleet, Technology, and Policy teams to implement long-term fixes.
+ Champion "voice of the customer" insights from recovery cases to inform product, process, and training enhancements.
+ Lead structured performance reviews with BPOs, ensuring data-driven accountability and continuous improvement.
+ Apply light scripting or generative AI assisted workflows to accelerate root-cause analysis and streamline ad-hoc investigations.
**3. Support Strategy, Alignment, and Team Development**
+ Work closely with the Director of Operations and the VP of Customer Experience to align recovery efforts with organizational CX goals.
+ Develop and document best practices, playbooks, and training content to standardize recovery execution across BPO sites.
+ Partner with Quality Assurance, Learning & Development, and CX Analytics teams to refine feedback loops and close the gap between customer expectation and delivery.
+ Encourage and model data self-sufficiency by using accessible technical tools to deepen insights and improve decision-making processes.

What You'll Do:
Responsible for supervising title and registration staff to assure that all vehicles sold through the retail channel are legally conveyed to the purchaser and that all lien entries are recorded correctly.
All documents for T&R must be completed according to state, county, and city requirements. Timeliness is critical to ensure compliance. Documentation must be accurate and organized.
When necessary, contact state, city, or county representatives to ensure timely and accurate documents were submitted for proper registration. This ensures compliance with state regulations for audit purposes. States regularly audit Car Sales locations to ensure proper documentation is submitted and maintained; thereby allowing us to continue with our license to do business in that state.
Work with 3rd party vendors to establish process for completing the T&R process in all states. Address performance shortfalls with vendors: implementing corrective action when necessary.
Ensure that staff addresses overpayments and refunds to customers are completed properly
Ensure that taxes and licensing fees are paid correctly for each car purchase. Assist customers in resolving sales tax disputes. Ensure that Hertz collects everything required in each state.
Identify transactions where liens were not properly recorded. Direct processors on appropriate steps to resolve title issues. Monitor DMV policies, 3rd party vendors, lienholders, and customers for business-critical changes. Research lien recordings or direct corrections if an error was made by a vendor or the state. Follow up with lien holder and customer to ensure corrections have been completed.
Work with the management team to ensure accurate tax and fee information is provided to all employees.
Work with customers regarding concerns with title and registration (escalated issues).
Research alternative methods of Title and Registration processing, determine best registration/licensing solutions for each state, present all recommendations to management team and work with retail locations to adopt most efficient process.
Keep accurate records of lien issues and resolutions for management team review.
Obtain certification when required by state law to transact the title and registration process at the OKC Operations Center. This will provide a quick resolution for the customer and a better overall experience with the R2B process. Fewer errors will be made due to fewer “hands” being involved. Significant cost savings to Hertz by not using a 3rd party vendor.
Contact state department of revenue regarding customer issues or differences in fees charged to customers. Contact county offices for registration fees, tax issues, and other county specific requirements. Address issues regarding rejected registrations and resolve through research and direct contact with the appropriate governmental authority. Resolution may include update to the 3rd party vendor system, as well as departmental records.
Provide detailed assistance in the event of a state audit.
Assist retail processors with the trade in title documents and requirements for each state. This includes research on how to order a duplicate title in each state, what kind of documents are required for the title to be executed correctly, execute titles and forward them over to CT Services.
Assist location managers with out of state sales or other transactions outside normal procedures.
Research DMV requirements for new retail locations, assist the development of a retail documents checklist, and communicate to location managers what forms are needed to complete the T&R process in their state.
