Job Description This mission centered position works closely with the Patient Services leadership team (lead, supervisor, manager, director) to ensure efficient and effective day to day operations of the Patient Services department by focusing on continuous process improvements and staff development. ESSENTIAL DUTIES/RESPONSIBILITIES: Main point of contact for Patient Services team for daily support and problem solving Responsible for supporting and maintaining a fully trained team within Patient Services Ability to perform all roles within Patient Services and challenge current processes to create department efficiencies. Responsible for ongoing coaching and development to Patient Services staff, supervisor, and leads related to team development and personal growth. Work through day-to-day issues within database systems, shipping issues, and/or unforeseen situations Ensure timely and satisfactory resolution of any and all client concerns, problems or issues. Serve as a resource for Patient Services team by maintaining open lines of communication. Ensure PS department work instructions, SOPs, and training documents are up-to-date Identify and initiate departmental process improvements from troubleshooting, development, testing, training, and implementation Track and monitor performance utilizing metrics and reports to determine improvement strategies and tactics for staff development and overall customer service levels Maintain strict confidentiality of donor, recipient and patient information. Assist as needed, in the set-up and training of new clients, partners and facilities. Establish, strengthen and maintain professional working relationships with all external and internal partners. Attend national and local conferences, meetings and events as needed. Exhibit a professional demeanor towards all clients, partners and facilities Availability to be on call, as needed, after hours for business related matters. LEADERSHIP Work with Human Resources staff to recruit, interview, select and hire humble, hungry and smart people. Maintain quality results through continued training of competencies and performance assessments; ensure appropriate documentation. Develop and maintain staff schedule, approve time sheets and PTO as appropriate. Coach, mentor and develop staff, including overseeing new employee onboarding and providing career development planning and opportunities. Foster a spirit of teamwork and unity among department members that allows for disagreement over ideas and the appreciation of diversity as well as cohesiveness, supportiveness and working effectively together to enable each employee and the department to succeed. Maintain transparent communication. Appropriately communicate organization information through department meetings, one-on-one meetings, email and regular interpersonal communication. Maintain Patient Services productivity by monitoring workload of functional areas, proactively make operational adjustments as required. Assist Director of Patient Services with providing effective performance feedback through the performance management process, employee recognition, rewards and disciplinary action, with the assistance of Human Resources, when necessary. Interface with external stakeholders and serve as the subject matter expert for Patient Services operations. EDUCATION: A Bachelor's Degree or an equivalent combination of education and experience from which comparable knowledge, skills, and abilities have been acquired is required. Continual training and certification as necessary. QUALIFICATIONS and EXPERIENCE: A minimum of three (3) years manager/supervisor experience required. Demonstrated ability to supervise and lead direct reports. A minimum of five (5) years customer service and/or call center experience required. Strong coaching and development skills required. Successful history in client retention and relationship building. Ability to manage and handle stress while showing good judgment. Ability to think strategically and plan work around attaining goals and objectives. Knowledge of ophthalmology preferred but not required Strong interpersonal, written, verbal, and phone communication skills required. Strong organizational skills, problem-solving abilities and attention to detail. Ability to work independently, with limited direction, and in a team environment. Ability to work with distraction and to multi-task with frequent interruptions. Intermediate knowledge of Microsoft operating systems, Microsoft Office, general database, and web-based applications. Must maintain a valid driver's license and acceptable driving record as determined by the organization. Must have reliable transportation. PHYSICAL REQUIREMENTS: Frequent periods of intense concentration, attention to detail and accuracy. Ability to handle mental and physical strain involved in use of printed materials, prolonged use of computer screens and extensive phone usage. Moderate manual dexterity for basic keyboarding. ESSENTIAL DUTIES AND RESPONSIBILITIES: Responsible for the day-to-day operations of the Patient Services department, including tracking shipments, following up with our mobile partners, reviewing in default accounts, navigating issues within orders, and communicating with physicians and other external customers. Strong understanding of the Vital Tears process to effectively navigate the specialist role. Manage multiple databases to ensure accurate and complete records of partner accounts, and patient information in all systems. Follow up with patients, physicians, blood collection facilities to meet patients' needs and satisfaction. Collect patient payments and execute other accounting functions related to the order, including following up on default payments. Share high volume of inbound and outbound calls with the Patient Services team. Effective problem-solving skills to solve patient concerns and order issues, i.e. shipping issues, blood issues etc. Effective critical thinking skills; analyzing issues objectively, considering various perspectives, identifying root causes, and proposing effective solutions. Display a professional demeanor towards all patients and agencies (including but not limited to physicians, schedulers, technicians, phlebotomists, patients, other Vital Tears partners) while maintaining and strengthening relationships with all external and internal partners. Ability to de-escalate situations involving dissatisfied patients or physicians, offering assistance and support. Work in conjunction with the Business Development team to ensure both prospective and current patient relationships are being maintained and developed. Demonstrate teamwork and collaboration in internal and external communications. Be self-motivated to monitor your own work, ensuring a high level of quality, efficiency, and standards achieved. Work closely with other internal departments on tasks, projects, initiatives related to Vital Tears. (Quality Assurance, Finance, Lab, other) Generate and manage various reports including but not limited to commission reports, mobile partner reports, and accounting reports. Document accurate and current accounts, interactions, and events in the customer relations management tool. QUALIFICATIONS and EXPERIENCE: A minimum of one (2) year customer service and/or call center experience required. Previous experience with Vital Tears preferred. A basic knowledge of ophthalmology (various specialties, anatomy of the eye) a plus. Ability to think strategically and plan work around attaining goals and objectives. Strong interpersonal, verbal, written and phone communication skills required. Intermediate knowledge and ability to use computers and related technology efficiently. Ability to use multiple screens and navigate multiple systems. Active listening skills - be able to build rapport with patients. Great organizational skills. Strong problem-solving abilities and attention to detail. Ability to manage and handle stress while showing good judgment. Ability to work independently, with limited direction, and in a team environment. Ability to work with distraction and to multi-task with frequent interruptions. Intermediate knowledge of Microsoft operating systems, Microsoft Office, general database, and web-based applications. Must have reliable transportation. Availability to work rotating weekends and nights as necessary. PHYSICAL REQUIREMENTS: Frequent periods of intense concentration, attention to detail and accuracy. Ability to handle mental and physical strain involved in use of printed materials, prolonged use of computer screens and extensive phone usage. Moderate manual dexterity for basic keyboarding.
